The residual work is harder, more varied and more judgement-dependent than the volume that automation absorbed.
The easy volume goes first
Automation handles the requests with documented answers and consistent shapes, which is a substantial share of contacts and a smaller share of difficulty.
What remains is systematically harder per conversation, which changes handling time, concurrency and the skills required.
More judgement, less lookup
Agents spend proportionally more time on exceptions, complaints, ambiguous situations and cases where the policy does not cleanly apply.
This is more demanding and frequently more satisfying, provided the team is equipped and measured for it.
Maintaining the system
Someone has to close knowledge gaps, review automated answers and correct intent problems, and this is ongoing rather than a project.
Teams that do not allocate time for it find automation quality degrading and attribute it to the technology.
Reviewing what was produced
Sampling automated conversations to catch confident errors is work that did not exist before and cannot be skipped safely.
It is also where the most useful improvement findings come from, which makes it valuable rather than only necessary.
