Published hours tell customers when they can expect a person, which is the basis on which they judge whether the service is acceptable when they need help.
Committing to hours the team cannot reliably staff produces breaches, and it is better to publish narrower hours consistently met than wide ones missed.
The service level clock
Most service commitments accrue only during coverage hours, so a message arriving on Friday evening does not consume a four-hour commitment over the weekend.
Stating this explicitly in the agreement prevents the disputes that arise when a customer counts elapsed time and the provider counts working time.
Channel-specific coverage
Coverage frequently differs by channel, with live chat staffed for a narrower window than email because synchronous channels require someone present.
Publishing this clearly per channel prevents a customer opening chat outside its hours and interpreting the silence as being ignored.
What happens outside the window
Outside coverage, the policy should define whether contacts are captured, whether automation handles them, and what constitutes an emergency route.
Leaving this undefined is what produces the worst after-hours experiences, since the customer receives nothing and cannot tell whether anything happened.
