Five choices change the score substantially and are rarely stated when a figure is quoted.
Scale and threshold
A five-point scale counting the top two as satisfied produces a different figure from a seven-point scale counting the top three.
This alone accounts for a meaningful share of the variation between published figures.
Question wording
Asking about the agent, the resolution or the overall experience produces different answers about the same conversation.
Agent-focused wording scores higher, since customers separate the person from the outcome and are generous about the person.
Timing
Asking immediately after a conversation captures the interaction, and asking days later captures whether the issue actually stayed resolved.
The second is more informative and scores lower, which is one reason the first is more common.
Who is asked
Surveying only resolved conversations, only agent-handled ones, or excluding escalations all produce a flattering and unrepresentative figure.
Whether automated conversations are surveyed at all is a further and increasingly significant difference.
Whether responses are incentivised
Offering anything in return for a response changes who responds and what they say, which breaks comparison with unincentivised figures.
This is rarely disclosed alongside published benchmarks.
