With two agents and a single product, routing barely matters because anyone can handle anything and the queue is short enough to be self-managing.
With ten agents, several specialisms and tiered customers, routing becomes the primary determinant of both response time and answer quality.
Routing and the bot handoff
Routing does not begin when a human becomes involved, since the decision about which automated flow handles a conversation is itself a routing decision.
Treating bot flows and human teams as destinations in the same routing model produces far cleaner escalation behaviour than bolting handoff on afterwards.
